Job Description
The Senior Manager will lead and manage the Operations Contact Centre resources, ensuring efficient scheduling, service delivery, and incident management. The role requires collaboration across departments to review, develop, and implement systems and processes that enhance service quality and exceed client expectations. Responsibilities include performance tracking, staff coaching and mentoring, strategic planning, contract commercial management, and compliance with ISO and IMS standards. The manager will oversee SAP and system integration, proactively resolve escalations, drive efficiency, and ensure all NOC activities align with organizational objectives.
Duties, Roles and Responsibilities
Strategic & Operational Leadership
Partner with leadership to develop and execute strategic business plans.
Ensure SLA-based service delivery daily, weekly, and monthly.
Supervise Operations Contact Centre resources for optimal performance.
Coordinate scheduling and movement of technical field resources.
Lead process improvements for cost efficiency and SLA achievement.
Incident & Request Management
Oversee request management, restoration of services, and incident communication.
Proactively identify failures and coordinate rapid field response.
Develop and enforce Standard Operating Procedures (SOPs).
Performance Tracking & Reporting
Implement KPIs and benchmark against industry standards.
Monitor agent performance, trends, and apply consequence management.
Provide weekly, monthly, and quarterly reports to stakeholders.
Track contract commercial impacts and performance mapping.
Commercial & Resource Management
Manage overtime, leave, and budget adherence.
Monitor human capital productivity and address non-performance.
Ensure supply chain compliance with BBBEE, governance, and vendor performance.
Coaching & Development
Coach, mentor, and counsel staff to close performance gaps.
Support succession planning and staff development.
Foster a diverse and inclusive work culture.
Compliance & Quality Assurance
Ensure compliance with IMS, ISO standards, and Occupational Health & Safety.
Conduct audits, risk assessments, and ensure data integrity.
Benchmark and integrate systems for proactive NOC operations.
Qualifications, Education and Competencies
Education
National Diploma or Degree in Commercial/Facility Management, Engineering, Resource Planning, or Logistics.
Grade 12 (Matric).
Facilities and Telecommunications registration preferred.
Valid SA Driver’s License.
Experience
Minimum 8 years’ management experience in analytics, planning, scheduling, and NOC operations.
Experience with SAP or similar Automated Maintenance Management Systems.
Exposure to technical network operations, project management, and facilities management.
Technical / Core Competencies
Knowledge of ISO Standards, IMS, auditing, and quality management.
Expertise in planning, scheduling, logistics, financial management, and contract management.
Strong analytical, process engineering, and problem-solving skills.
Knowledge of SAP, alarm monitoring, system integration, and asset management.
MS Office proficiency (Excel/Access).
Strong understanding of Health & Safety legislation.
Leadership & Interpersonal Competencies
Strategic thinker with strong commercial acumen.
Excellent stakeholder and supplier management skills.
Strong leadership, coaching, and mentoring capabilities.
Effective communication (written and verbal).
Ability to manage pressure, multitask, and drive continuous improvement.
